Der Call Center-Markt hat Ende der 90er Jahre und Anfang des neuen Jahrtausends einen rasanten Aufschwung mit zum Teil sehr hohen Ums?tzen erfahren, was zur Folge hatte, dass immer mehr Auskunftsdienstleister auf dem Markt kamen. Als Konsequenz daraus resultiert nun eine versch?rfte Wettbewerbssituation verbunden mit einem wirtschaftlichen Stillstand, der in einem hohen Kostendruck m?ndet, wobei die Serviceerwartungen der Kunden zugleich immer h?her werden.Vor diesem Hintergrund erschien es interessant, die Kostenstruktur in Call Centern zu durchleuchten und nach Wegen zu suchen, diese zu verschlanken. Der Hauptansatzpunkt zur Reduzierung der Kosten liegt in der Optimierung der Personalprozesse, genauer in der Verbesserung des Personaleinsatzes, zumal die Personalkosten mit durchschnittlich ?ber 60% den gr??ten Belastungsposten einnehmen.Die Analyse beschr?nkt sich dabei auf reine Inbound Call Centers. Die Optimierung der Personaleinsatzplanung l?sst sich grunds?tzlich in zweierlei Teilgebiete gliedern. Zum einen gilt es in strategischer Hinsicht das Callvolumen m?glichst genau zu prognostizieren. Die damit verbundene Arbeitslast l?sst dann wiederum R?ckschl?sse auf die Anzahl an Agenten im Call Center zu, die ben?tigt werden, um die Anfragen m?glichst schnell bearbeiten zu k?nnen. Zur Optimierung der Callprognose wird in der vorliegenden Arbeit das Konzept der k?nstlichen neuronalen Netze verwendet.Nach der Optimierung der strategischen Planung gilt es dann zum anderen, die operative zu untersuchen. Darunter ist die konkrete Schichtplanung im Call Center zu verstehen. Die Manager werden hierbei mittlerweile von leistungsf?higen Softwarepaketen unterst?tzt, allerdings haben sie alle die Gemeinsamkeit, dass sie auf dem sog. Erlang C-Modell basieren, das mit einigen Nachteilen behaftet ist. Die Problematik liegt dabei in den ?u?erst restriktiven Modellannahmen, ohne die eine Berechnung des Personaleinsatzes nicht m?glich w?re. In der vorliegenden Arbeit wurde zum besseren Verst?ndnis der Thematik das Erlang C-Modell zun?chst theoretisch hergeleitet und die wichtigsten Modellkennzahlen vorgestellt, bevor es im empirischen Teil auf Anwendbarkeit in der Praxis untersucht wurde. Im Zuge dieser Analyse hat sich ergeben, dass die entscheidenden Modellpr?missen in der Praxis tats?chlich vehement verletzt sind, so dass von keiner effizienten und vor allem praxisorientierten Personaleinsatzplanung mehr gesprochen werden kann. Aus diesem Grund wurde eine eigens auf die gegebenen Calldaten zugeschnittene Simulationsstudie durchgef?hrt. Sie erlaubt, dass die tats?chlichen (und nicht mehr durch das Modell unterstellten) Call Center-spezifischen Verteilungen der Ankunftsraten und Servicezeiten beachtet werden k?nnen und dass zudem dynamische Ver?nderungen dieser Parameter ihre Ber?cksichtigung finden.Die Simulation der Call Center-Prozesse lieferte dann nach der Berechnung von Schichtmodellen auf Basis eines ganzzahligen linearen Programms und unter Ber?cksichtigung von Pausenzeiten sowie einer Arbeitszeit von sechs Stunden je Agent eine neue und vor allem weniger personalintensive Schichtplanung. Da das Optimierungskriterium der Simulation auf Basis einer Minimierung der Idle-Zeiten (d. h. jene Zeit, in der ein Agent unt?tig ist und auf einen Anruf wartet) erfolgte, ist das Ergebnis der Studie, dass die gleiche Arbeitslast tats?chlich mit weniger Agenten bew?ltigt werden kann. Das enorme Einsparungspotenzial im Bereich der Personalkosten ergibt sich also nachweisbar durch eine Erh?hung der Agentenauslastung, die durch das Erlang C-Modell aufgrund der damit verbundenen Modellpr?missen nicht optimal abgebildet wird. Das Erlang Modell ?bersch?tzt also die Auslastung und fordert zu viele Agenten f?r die Bearbeitung der Anfragen.Insgesamt l?sst sich die vorliegende Dissertation als Konzept einer integrierten Personalplanung f?r Call Centers verstehen, das sowohl die strategische als auch die operative Personaleinsatzplanung verbindet und so eine optimale Verzahnung der entscheidenden Komponenten im Betrieb erlaubt. F?r die praktische Umsetzung w?re zudem ein leistungsf?higes Data Warehouse im Call Center empfehlenswert, zumal dadurch eine reibungslose Verbindung zwischen den ben?tigten Call Center-Daten und den berechneten Schichtmodellen m?glich wird.
